Tiivistelmä
Asiakas on tullut yhä vahvemmin yritysten toiminnan keskiöön ja palvelut nähdään arvontuottajina asiakkaalle. Asiakaskokemus on yksilöllinen ja kontekstisidonnainen kokemus. Asiakaskeskeisyyden ja palvelualttiuden tasalaatuisuus vaatii yritysten johdolta johdonmukaista, määrätietoista ja innovatiivista toimintaa, henkilökunnan koulutusta ja onnistunutta rekrytointia.
Tutkimuksen kohteena olivat yksityisen hammaslääkäriketjun asiakkaat. Tavoitteena oli lisätä ymmärrystä asiakaskokemukseen vaikuttavista tekijöistä asiakkaan näkökulmasta. Asiakaskokemustekijöiden tunnistaminen on toimialalla yhä tärkeämpää yhteiskunnallisten muutosten muokatessa terveydenhuoltoalan toimikenttää. Tutkimusongelmaa lähestyttiin empiirisessä osiossa laadullisin menetelmin keräämällä asiakaskokemustarinoita. Tarinat sopivat hyvin tutkimusmenetelmäksi, koska ne kuvasivat yksittäiselle kertojalle tärkeitä asioita. Teoreettinen viitekehys pohjautui palvelun ja asiakaskokemuksen teorioihin ja malleihin.
Tutkimuksen tulokset osoittivat, että suurin merkitys asiakkaalle on yksilöllisesti muokkautuva asiakaspalvelukokemus eri kanavissa. Asiakkaat odottavat helppoa tavoitettavuutta, rauhallista sekä ystävällistä hoitotilannetta, joka alkaa odotettuun aikaan ja josta ei muodostu yllättäviä kustannuksia. Yritysten liiketaloudelliseen menestymiseen ja kilpailukykyyn vaikuttavat asiakasymmärryksen laatu ja nopea reagointi asiakkaiden todellisiin tarpeisiin. Näihin voidaan vastata hyödyntämällä esimerkiksi palvelumuotoilun innovatiivisia keinoja. Tämä tarkoittaa uusien palvelukonseptien luomista ja asiakkaaseen vaikuttamista tunnetasolla sekä niiden tekijöiden tunnistamista, joiden vuoksi voidaan onnistua tai epäonnistua palveluprossin eri vaiheissa. Customers have been increasingly placed at the core of the activities of companies, and services are considered to produce value to customers. The customer experience is an individual and context-specific experience. In order to maintain the consistent quality of a customer-oriented and service-driven approach, the management of companies must carry out uniform, goal-oriented and innovative activities as well as successfully train and recruit personnel.
This study was focused on the customers of a chain of private dental practices. The aim was to increase awareness of the factors affecting the customer experience from the customer's perspective. Recognising customer experience factors is increasingly important in the sector as societal changes are reshaping the health care sector. In the empirical section, the research problem was approached with qualitative methods by collecting customer experience narratives. The narratives were well-suited as a research method as they described issues that individual respondents perceived as important. The theoretical framework was based on the theories and models of service and customer experience.
The results of this study indicated that an individually shaped customer experience realised via different channels has most significance to the customer. Customers expect the service to be easy to reach and the treatment situation to be calm and friendly. They also expect the treatment to begin at the scheduled time and not to include any unanticipated costs. The quality of a company's understanding of its customers and ability to quickly react to the customers' actual needs affect the company's commercial success and competitiveness. For instance, utilising the innovative means provided by service design enables meeting customer needs. This requires creating new service concepts and engaging with customers at an emotional level as well as recognising the factors that contribute to success or failure at the different stages of the service process.
