Tiivistelmä
Tämän kandidaatintyön tavoitteena on kehittää Passipisteen digitaalista asiakaspolkua tunnistamalla palveluprosessissa ilmeneviä ongelmia juurisyineen. Digitalisaatio ja itsepalveluteknologiat ovat yhä keskeisempi osa asiakaspolkuja, ja niiden toimivuuden varmistaminen on erityisen haastavaa resursseiltaan rajallisissa mikroyrityksissä. Työ koostuu kirjallisuuskatsauksesta ja case-osuudesta. Kirjallisuuskatsauksessa käsitellään palveluprosesseja, niiden haasteita ja kehittämistä sekä asiakaspolkua, kosketuspisteitä ja asiakaskokemuksen kitkatekijöitä.
Case-osuudessa Passipisteen asiakaspolku mallinnettiin service blueprinting -menetelmällä yhdistettynä asiakaspolun kolmivaiheiseen malliin. Ongelmakohdat tunnistettiin havainnoimalla palvelun toimintaa, haastattelemalla kolmea yrityksen asiantuntijaa sekä hyödyntämällä yrityksen omaa asiakaspalautetta ja raportointiaineistoa.
Työssä havaittiin palvelun perustuvan vahvasti automaatioon ja itsepalveluteknologiaan: asiakkaalle näkyvä osa asiakaspolusta on lähes kokonaan digitaalinen, mutta sen taustalla toimivat tukiprosessit ovat suurelta osin ihmisen ylläpitämiä. Kaksi vakavinta löydettyä ongelmaa ei realisoitunut asiakkaalle itse kosketuspisteessä, vaan vasta myöhemmin. Kummassakaan tapauksessa prosessissa ei ollut mekanismia, joka olisi havainnut virheen ennen sen välittymistä asiakkaalle. Ongelmiin esitettiin kahdeksan kehitysehdotusta, jotka priorisoitiin toteutettavuuden ja vaikuttavuuden perusteella. Johtopäätöksenä todetaan, että itsepalveluun perustuvassa mikroyrityksessä kosketuspisteen digitaalisuus ei kerro sen taustalla olevan prosessin luonteesta, minkä vuoksi ongelmien juurisyyn jäljittäminen on asiakaspolun kehittämisen kannalta olennaista. The objective of this bachelor's thesis is to develop Passipiste's digital customer journey by identifying problems in the service process together with their root causes. Digitalization and self-service technologies are an increasingly central part of customer journeys, and ensuring their functionality is especially challenging for micro-enterprises with limited resources. The thesis consists of a literature review and a case study. The literature review covers service processes, their challenges and development, as well as the customer journey, touchpoints, and customer experience friction.
In the case study, Passipiste's customer journey was modelled using the service blueprinting method combined with a three-stage model of the customer journey. Problem points were identified by observing the service in operation, by interviewing three company experts, and by drawing on the company's own customer feedback and reporting data.
The study found that the service relies heavily on automation and self-service technology: the customer-facing part of the journey is almost entirely digital, while the support processes behind it are largely maintained by people. The two most severe problems identified did not materialise for the customer at the touchpoint itself, but only later. In neither case did the process contain a mechanism that would have detected the error before it reached the customer. Eight development proposals were presented for the identified problems and prioritised on the basis of feasibility and impact. The thesis concludes that in a micro-enterprise based on self-service, the digital nature of a touchpoint says nothing about the nature of the process behind it, which makes tracing the root cause of problems essential for developing the customer journey.
