Tiivistelmä
Tämän tutkielman tarkoituksena on selvittää, miten tietojohtamisen konseptia voidaansoveltaa asiakassuhteiden hallinnassa. Tutkimusmenetelmänä olen käyttänyt kirjallisuustutkimusta, jota on täydennetty yhdellä tapaustutkimuksella. Tietojohtaminen voidaan jakaa kahteen osakokonaisuuteen: tietämyksen hallintaan ja tietohallintoon. Tietämyksen hallinta käsittää ihmiset ja organisaation, kun taas tietohallinto käsittää tietojärjestelmät ja sovellukset. Tätä jaottelua voidaan soveltaa myös asiakassuhteiden (asiakkuuksien) hallintaan. Asiakkuuden hallinta voidaansamaan tapaan jakaa asiakastietämyksen hallintaan ja sitä tukevaan tietohallintoon. Näin ollen tietojohtamisen kehittämiseen rakennetut mallit ja menetelmät ovat sovellettavissa myös asiakkuuden hallinnan kehittämiseen. Tietojohtamisen konseptin ja tapaustutkimuksen pohjalta johtamani asiakkuuden hallinnan konsepti poikkeaa jonkin verran yleisesti käytetyistä asiakkuuden hallinnan teoreettisista malleista. Konseptini arkkitehtuuri perustuu visioon, muutosta kuvaaviin strategioihin sekä yhteisesti sovittuihin mittareihin, joilla asiakkuuden hallinnan eriosa-alueiden tarkoituksenmukaisuutta ja tehokkuutta arvioidaan. Keskeisenä tavoitteena on varmistaa asiakastietämyksen kartuttaminen ja tehokas hyödyntäminen kaikissa asiakasrajapinnoissa. Tähän päästään yhdistämällä asiakasprosessit ja organisaation omat toimintaprosessit mahdollisimman saumattomaksi kokonaisuudeksi mm. tietohallinnon palveluja ja monikanavaisuuden ideaa hyödyntämällä. Asiakkuuden hallinnan kehittämisen kannalta on tärkeää ymmärtää, millaisia mahdollisuuksia tietojohtamisen eri mallit ja yleisemmin koko tietoyhteiskuntakehitys antavat organisaatioiden kilpailukyvyn tehostamiseen. Keskeistä on luoda edellytykset tiedon vapaalle virralle, verkostoitumiselle ja innovaatioille unohtamatta kuitenkaan analyysin ja systemaattisten toimintatapojen merkitystä yrityksen toiminnan kokonaisuudessa The purpose of this postgraduate seminar practice work is to determine how the concept of information management can be applied in the management of customer relationships. The research method used by me was literature research, supplemented with one case study. Information management may be divided into two subsets: knowledge management and data management. Knowledge management covers people and the organisation, whereas data management iscomprised of data systems and applications. This division can also be applied to customer relationship management. Customer relationship management can similarly be divided into customer knowledge management and supporting data management.The models and methods created to improve information management are therefore also applicable to improving customer relationship management. The customer relationship management concept derived by me on the basis of the information management concept and case study differs somewhat from the theoretical models of customer relationship management which are in general use. The architecture of my concept is based on vision, on strategies describing change, and on jointly agreedbenchmarks by which the appropriacy and efficiency of the various subsets of customer relationship management are assessed. The paramount objective is to ensure the accumulation and efficient exploitation of customer knowledge at all customer interfaces. This is achieved by combining all the customer processes and theorganisation's own operating processes into as seamless a unit as possible by, for example, utilising data management services and the multichannel idea. From the perspective of customer relationship management, it is important to understand the kind of opportunities opened up for enhancing organisations' competitiveness by the various models of information management and more generally the entire information society trend. The crucial point is to create the fundamentals forthe free flow of information, for networking and for innovations, without neglecting the importance of analysis and systematic working methods in the broader context of the company's operations.
